Should an AI Customer-Service Phone Agent Search the Open Web During a Call?
3CX’s new Customer Service Agent can answer from a company’s FAQs and policies. It can also search the web when that switch is on. I’d leave web search off for anything involving price, warranty, returns or account rules. Then make one test call about a policy whose old version is still online. The agent should quote the current company page, say when it can’t find an answer, and hand the caller to a person. A live support call is a bad place to blend your policy with whatever ranks first.

Web search also gives the bot somewhere to wander before it admits defeat. 3CX says the agent tries to resolve the call first and can ask one question at a time. Cap that loop: one clarification, one answer with the source named, then offer a person. “Human” should transfer immediately with the transcript. A shorter queue is not a win if the caller spends four minutes arguing with a page the company never approved.
Don’t leave support correcting the same hole call by call. If two callers ask something the company docs can’t answer, route that question to a person and send the gap to whoever owns the FAQ. Let the phone agent try again after one approved answer is in place. Otherwise web search is just covering for company information nobody maintains.
3CX’s setup docs add a stale-copy trap here. They say a knowledge-base change does not update 3CX automatically; an admin has to press Refresh and wait for processing. So turning off web search is only half the safeguard. Change a dated return policy, refresh it, then call before and after. The agent should name the policy date and transfer if the refresh is still running. Otherwise the approved FAQ can be wrong in a quieter, harder-to-notice way—and the caller still has to argue for the refund.
The limit gets harder when the caller is standing beside a machine. “The conveyor is jammed” should never send the phone agent to a forum for a restart trick. Read the company’s current shutdown and lockout steps, then transfer to the named on-call person. Nobody should be arguing with a search result while their hands are near equipment that might move.
